Expert Guide: Something Is Dying on the Service Desk

Expert Guide: Something Is Dying on the Service Desk

28/10/26 By John Noctor, Chief Delivery Officer, SDI

Is AI really the death of the service desk? Or is something else disappearing?

With AI taking over more routine tasks, the traditional service desk is changing. But does that really mean its days are numbered?
In this expert piece, John Noctor, our Chief Customer Success Officer, challenges this idea that AI will replace the service desk. He also explores, in his professional opinion, what’s really changing, why human expertise still matters, and what the future could look like for service desk professionals.

John explores what’s actually changing, from the decline of traditional entry-level tasks and ticket-based working to the way we measure service desk performance and value. He also looks back at previous technologies that were once predicted to replace the service desk, and why the reality turned out to be more complicated.

And while AI is certainly changing how IT support works, John argues that the need for human expertise, judgement and accountability isn’t going away.

Making AI Work for Your Service Desk

When it comes to AI, there’s a lot to think about beyond just automating tasks.

And there are so many questions to answer: Who’s responsible when something goes wrong? How do you know if AI is actually improving your service? And how do you make sure your people have the right skills to work alongside it? These are some of the areas covered in Concept 10 – Managing the AI System, part of SDI’s Global Best Practice Standard for Service Desk (Version 9). It offers guidance on everything from AI strategy and governance to staff training, human oversight and measuring performance, helping service desks make more informed decisions about how they use AI.

And you don’t have to figure it all out on your own. If you’re exploring AI, wondering how to make better use of it or simply have a few questions, we’re always happy to have a chat.
